- Defined a multi-year digital transformation programme with > 50 projects
- Modernising our IT architecture towards a service-orientated and best-of-breed architecture, using state-of-the-art platforms (e.g. sales force), open source (e.g. Camunda) and technologies (e.g. java, php)
- Changing the way of working towards a full agile model and joint product teams between business experts and IT engineers
- Personalising every interaction with our customers using data and advanced analytics
- Working from the customer experience backwards into the operating model, our product and process architecture, using a design-led approach
Example 1: Customer journey redesign “I join”
Business Challenge: Business challenge: Optimise customer experience on our FttH footprint, buying broadband speeds
of 500 Mbit/s – 1 Gbit/s
Approach: Created so-called discovery team, working in agile (scrum) to redesign the entire experience as well as business process. Redesigned the onboarding customer journey from scratch (zero-base) with the principle mobile & digital first, and full automation. Brought new experience to life using UX designs and personas. Defined new business processes and conducted functional placement with IT architecture. Solution architecture considered existing as well as new technology platforms as well as underlying data architecture. Implementation was done in multiple product teams in parallel.
Example 2: Digital fault resolution assistant
Business Challenge: Best practice customer experience in the suppression of a connection. More speed with tools for root cause prediction and solution. We ask ourselves whether we can predict technical problems and proactively eliminate them.
Approach: Multi-level approach
Descriptive Analytics:
- Analysis of the affected customers and highlighting of defining characteristics such as region / product / access technology
- Exploratory analysis (e.g. with statistical methods) of our entire technical database to identify features that significantly influence the customer experience.
Predictive Analytics:
- Development of predictive models (e.g. with machine learning methods) that identify customers who are highly likely to have a technical problem or have one, but this may not have yet been identified.
Prescriptive Analytics:
- Development of models that make recommendations on which is the best measure to increase customer satisfaction (replacement of hardware / deployment of a technician / proactive credit)
Technology stack
- Our technology stack today is centred around three core platforms: SalesForce Suite (BSS), Oracle EBS (ERP) and SAP BO (DWH)
- Over the next 2-3 years, these platforms will be further expanded
- Key platforms: SalesForce, Mulesoft, Amdocs, Fortis, Oracle DB, Adobe Experience Mgr, Qlik, Camunda
- Key technologies: Java, PHP, PL SQL, Python, PWA
- Tools: Jira, Bitbucket, Confluence
